What it does

Freshservice is an IT service management platform. Employees raise requests and incidents, the IT team resolves them, and everything is tracked against assets and a configuration database. It covers ITSM, asset management, IT operations and enterprise service management, so HR and finance can run request flows on it too. Freddy AI adds a Copilot for agents, an Agent Studio and Insights for trend analysis. The vendor says it is built on ITIL practices.

Why you would need it

Internal IT often runs on chat messages and a shared inbox. A laptop request, a new starter's access and a broken VPN all arrive in the same place. Nobody knows which assets are where, and big incidents are handled by shouting across the room.

Freshservice gives each request an owner and a record. It ties tickets to assets, so you see what is affected. Onboarding can run as a workflow across IT, HR and finance, and incidents have a defined process.

Where it fits

Freshservice sits as the service desk for employees. Chat tools, email and a self-service portal feed it. It feeds your reporting and your engineering tools, and it keeps a record of assets and their dependencies. It replaces a shared inbox, an asset spreadsheet and ad hoc approvals.

It is not for customers. For external support, use Freshdesk.

What stands out

  • One platform for service, assets and operations. ITSM, ITAM, ITOM and ESM sit on the same CMDB.
  • Low-code orchestration. Intelligent routing, a smart catalogue and configurable workflows are built in.
  • Certification. The vendor says it is PinkVERIFY certified for six ITSM processes and accredited for 14 ITIL practices.
  • MCP. The vendor says you can connect AI agents and tools to Freshservice through MCP, with access controls you configure.

My take

I'd pick Freshservice when you have a real IT function and want a service desk that is quicker to set up than the heavyweight options. The vendor says most customers go live within 90 days, which I treat as a sales figure.

What I'd watch is scope. A tiny team with a few requests a week does not need ITSM. And do not buy ESM features until IT is running smoothly, because stretching the tool across departments before the basics work only multiplies the mess.

Verdict

Pick Freshservice when you run internal IT with tickets, assets and changes, and you want a service desk that can grow into HR and finance. Skip it when you only need a shared inbox, or when you need customer-facing support.

Plans are per agent

Freshservice is charged per agent, and the vendor shows prices billed annually. There is a 14-day trial with all features, and the vendor says there is no permanent free plan. Enterprise is priced on request. Check which plan includes asset discovery, orchestration and the AI features before you buy.

ITSM needs process work

The tool does not fix a messy process. Decide your request types, approvals, SLAs and change rules first. Start with the incident and request flows, and add change management, assets and other departments in later phases.

Asset data takes effort

A CMDB is only useful if it is accurate. Plan for discovery tools, owners for each asset class and regular clean-up. The vendor describes continuous background discovery, so test how well it covers your devices and cloud services.

Compare the alternatives

Common alternatives include ServiceNow and Jira Service Management for larger or developer-heavy teams. If your problem is customer support rather than internal IT, compare Zendesk and Freshdesk instead.
